Operational Signals Before Escalations

Customer issues rarely begin as escalations. They usually start as small patterns that are easy to miss until they become larger operational problems. My role was to connect testing, operational data, and customer feedback so we could identify issues earlier and improve the customer experience before they grew.

The Problem

As AWS Billing introduced new features and improvements, issues surfaced through multiple channels including testing, customer support, operational queues, and third party partners. Each source provided only part of the picture, making it difficult to identify trends before they affected more customers.

Approach

Look beyond the escalation

Rather than treating each issue as an isolated event, I looked for recurring patterns across testing, customer feedback, and operational data. Understanding why issues occurred was just as important as resolving them.

Connect the right teams

I partnered with engineering, product, customer support, and external vendors to coordinate end to end testing, investigate issues, and make sure problems reached the teams best positioned to resolve them.

Build proactive feedback loops

I explored ways to incorporate customer service calls, chats, and operational metrics into a more proactive process. The goal was to identify signals earlier so the organization could prevent customer issues instead of simply reacting to them.

  • The biggest lesson wasn’t that every problem can be prevented. It was that customers often tell you what’s wrong before your dashboards do. Organizations that treat customer interactions as operational signals are better positioned to improve the customer experience before small issues become larger ones.
